Customer Asking About Their Order? What to Check in Shopify

A simple way to move from a customer question to the right Shopify order, make the change, and give an accurate reply.

Updated September 2026 · 4 min read

“Can you send me the tracking?” is a short question. Answering it can still mean finding the customer in Shopify, opening the right order, checking the fulfillment, and returning with the correct link.

A cancellation or refund takes more care, but the shape of the work is similar: find the order, check what has happened, decide what you can do, then reply. You can keep answering these questions in the tool you already use. The important thing is to keep the reply tied to the actual order.

Find the order the customer means

If the email includes an order number, start there. Otherwise, search Shopify using the sender’s email address and check the recent orders. Shopify’s order search instructions (opens in a new tab) covers the available order search and filters.

Don’t assume the newest order is the right one. A customer may be asking about an older shipment, or may have written from a different address than the one used at checkout. Compare the order number, items, and dates with the message. If you can’t establish which order is theirs, ask for the detail you need before changing anything.

Read the relevant part of the conversation too. A customer might have asked to cancel an order on Monday and then changed their mind on Tuesday. The latest request is the one you need to answer.

Check what Shopify says now

The email tells you what the customer wants. The order tells you what has already happened. Which details matter depends on the request.

For a tracking question, look at the fulfillment and its carrier information. A shipping confirmation is useful, but it does not tell you whether a carrier has scanned the package yet. If Shopify has no tracking number, check whether the fulfillment service has one before promising a link. Shopify explains where customers can find tracking and why tracking may be missing (opens in a new tab).

For an address change, check whether fulfillment has begun. An address saved on the order will not pull back a package that has already left. If the order can still be changed, review the new address and any tax difference Shopify shows before saving it. See Shopify’s shipping address instructions (opens in a new tab) for the current steps.

For money or order changes, inspect payment, fulfillment, and previous refunds before acting. Our guides go further into cancellation requests and refund requests.

Make the change before you promise it

If the request calls for a Shopify action, do it and check the result on the order before writing that it is done. This matters most for cancellations, refunds, and address changes: a click, an attempted action, and a confirmed outcome are different things.

Keep the reply specific. If a cancellation and refund are confirmed, name both. If you cannot stop the shipment, say so and explain the next available step. If you are still checking with a warehouse, tell the customer when you will follow up instead of implying the order has been changed.

Example reply
“I found your order and it has shipped. Here is the tracking link: [link]. The carrier has not posted a delivery update yet, so I’ll check again tomorrow if it still hasn’t moved.”

The useful part of that reply is the verified status and the next step. It does not need a long explanation of how you found the order.

Keep the thread attached to the outcome

When a request needs a later check, leave yourself a clear reminder in the inbox. For everything else, finish the Shopify action and the reply together. A read message is easy to mistake for a resolved one when you are handling order questions between other store tasks.

Scan the recent messages in the thread before sending. The customer’s latest message may change what you need to do, or another person may already have answered.
